Appalling Quality and Shocking Customer Service - A Loyal Client Lost
As a long-standing client who spends thousands of pounds annually with Total Merchandise, I am absolutely appalled by our most recent experience.
We recently ordered a batch of embroidered hats featuring our company logo. Upon delivery, we were shocked by the exceptionally poor quality, which fell far short of both the price we paid and the professional images advertised on their website. The stitching was unravelling in several places, and the embroidery itself was misaligned and entirely untidy.
I reached out to Ellie Hall, who managed our order, to express our deep disappointment. Initially, she completely dismissed the issue, claiming there was no problem and refusing to accept our complaint. After I persisted, she provided a return address so they could inspect the hats, which I dispatched back to them immediately.
The very next day, I received an email stating they had checked the items, deemed the quality to be "excellent," and bluntly informed me that they would not do anything to resolve the situation. To add insult to injury, her only defence was that we "should have requested a sample beforehand." Offering a sample should be a standard, proactive step initiated by the supplier before an order is finalised, not a convenient excuse used against the customer after delivering substandard goods.
We profoundly regret our ongoing partnership with Total Merchandise. You have not only permanently lost a loyal, high-spending corporate client, but you have also demonstrated a complete lack of genuine customer care. A truly bitter and unacceptable experience.

We're always happy to investigate if a customer isn't satisfied with the quality or performance of their finished products. In accordance with our Refund Policy, your caps were collected and carefully inspected by several members of our team, including our Head of Sales. Following this review, we were satisfied that the embroidery and finish of the caps met the quality standards we would expect for this type of product and design. Unfortunately, as no fault was identified, we are unable to offer a further resolution on this occasion.
Samples are offered within our quote process but are optional, as many customers choose to proceed directly to production due to repeat ordering or tight timeframes.
We genuinely appreciate your custom over the last two years and we hope this isn't the last time we work together. Your feedback on this experience has been noted by the team – if you would like to discuss the matter any further, please contact your account handler.
